AI voice agent or human: who should take which call?

Not every call needs a person, and not every call works with a machine. So the question is not “AI or human?” but: which call belongs to whom? This guide helps you split your calls and get a rough idea of the costs.

Where the AI agent is strong

An AI voice agent works from a script that you define with us. It is good when the answer is fixed or can be looked up in a system.

  1. Standard questionsOpening hours, address, prices, order status. These questions come up often and always have the same answer. The agent answers them right away, with no hold queue.
  2. AppointmentsCheck free slots, book the appointment, send a confirmation. Rescheduling and cancelling also work when the agent is connected to your calendar.
  3. At night and at peak timesThe agent takes many calls at once, even on Sundays. Nobody hears a busy tone, and in the morning your team finds a summary of every call.
  4. Capture and forwardDamage report, callback request, complaint: the agent records the details, creates a ticket and puts urgent cases straight through.

Where people are needed

As soon as a call needs more than the right information, a person does better. It is less about the number of calls and more about their value to your business.

  1. ComplaintsSomeone who calls angry wants to be heard. A good agent listens, apologises and finds a solution, even if it is not in the script.
  2. AdviceWhich plan fits, which product is the right one? That takes follow-up questions, experience and sometimes honest advice against a purchase.
  3. SalesTaking objections seriously, building trust, finding the right moment for an offer. People do this better.
  4. Emotions and worriesA death, an illness, a cancellation because money is tight. Calls like these belong in human hands from the first second.

The combination: AI answers, a human takes over

For many businesses the combination works best. The AI agent answers every call and handles the simple cases itself. If things get sensitive or the caller asks for a person, it hands over to your team or to our agents in Pristina. The summary goes with it, so nobody has to repeat themselves.

Openness matters. Our AI agent says at the start of every call that it is an AI assistant. The EU AI Act also provides for this transparency. Anyone who would rather speak to a person just says so, and the agent transfers the call.

Decision guide: which type of call does the AI agent handle, which a human, and which both together? Who should take which call? Type of call Who? Opening hours, standard questions AI Appointments, also at night AI Unclear or sensitive case Both Complaint, anger, worries Human Advice and sales Human
Rule of thumb: if the answer is fixed, AI takes it. If it is about emotions, advice or sales, a person speaks. “Both” means the AI answers and hands over with a summary.

Per minute or per call?

With the AI agent you choose between two billing models: per call minute or per answered call, with up to 5 minutes included. On top comes a one-off setup. There is no minimum term.

Which model is cheaper depends on call length. The break-even point is around three minutes per call.

As a rule of thumb:

  • Short calls, 2 minutes on average: billing per minute is usually cheaper.
  • Longer calls, 5 minutes on average: billing per call is usually cheaper.

We state prices on request, in a written quote. For the conversations that need people, there is a dedicated team or partner agents. You test agents for 14 days, then a minimum term of 6 months applies. Whether that pays off depends on how many such conversations you regularly have.
